Lograr la ansiada fidelidad se traducir\u00e1 en una mayor confianza a la empresa; incrementar\u00e1 la rentabilidad; aumentar\u00e1 las transacciones gracias a los clientes contentos dispuestos a adquirir otros servicios o bienes; consumidores nuevos captados por referencias de los usuarios; disminuci\u00f3n de costos en marketing, reclamaciones y acciones legales; reducci\u00f3n de quejas y gastos; sobresaliente reputaci\u00f3n de la organizaci\u00f3n, etc.<\/strong><\/p><p>Al respecto, reitero la necesidad de enmarcar con profesionalismo la selecci\u00f3n del personal encargado de la atenci\u00f3n al cliente y todos los lineamientos inherentes a esta funci\u00f3n. No siempre las compa\u00f1\u00edas brindan la preparaci\u00f3n, el soporte, los recursos y los mecanismos para asegurar un desempe\u00f1o asertivo, eficiente y an\u00e1logo con su identidad corporativa y, especialmente, con los est\u00e1ndares anhelados.<\/p><p>Dentro de este contexto, tengamos en cuenta que el \u201cprotocolo\u201d -entendido como una herramienta de gesti\u00f3n encaminada a posibilitar el cumplimiento de determinado objetivo- se orienta al acatamiento de fines espec\u00edficos y, por lo tanto, se incorpora con gradualidad para hacer eficaz el trato con la clientela.<\/p><p>Cabe preguntarnos \u00bfTiene importancia el protocolo en la atenci\u00f3n al cliente? Su trascendencia es indudable e incluso concluyente para asegurar su calidad, sostenibilidad y \u00e9xito. En tal sentido, coincido con lo aseverado por el experto internacional en ventas Alvaro Arismendy Valencia: \u201cUn protocolo de atenci\u00f3n es la forma de plasmar, para toda la organizaci\u00f3n, el modo de actuar deseado frente al cliente, buscando unificar los criterios, conceptos, creencias e ideas diversas que se puedan tener respecto a qu\u00e9 es una buena atenci\u00f3n\u201d.<\/p><p>Este \u201cprotocolo\u201d debe estar organizado y materializado en un \u201cManual de Protocolo en la Atenci\u00f3n al Cliente\u201d que describa reglas, procedimientos, etapas, acciones y criterios dentro de los que se encamina el v\u00ednculo con el p\u00fablico. Garantiza seguir una misma l\u00ednea de intercambio para responder interrogantes y reclamos sin contratiempos; ser\u00e1 sencillo y aplicable en cada canal de comunicaci\u00f3n (presencial, electr\u00f3nico, telef\u00f3nico e impreso).<\/p><p>Uno de los elementos inspiradores en su elaboraci\u00f3n est\u00e1 referido a la visi\u00f3n, misi\u00f3n, valores, pol\u00edticas y otros componentes de la identidad corporativa. Tengamos presente: en el servicio deben reflejarse, de forma continua y sin ambig\u00fcedades, estos pormenores. Seguidamente comento varios aspectos para su preparaci\u00f3n y puesta en vigencia.<\/p><p>\u00bfQui\u00e9n y c\u00f3mo se elabora? Aconsejo que sea un especialista en esta tem\u00e1tica y que, al mismo tiempo, est\u00e9 informado del funcionamiento de la organizaci\u00f3n. Es necesario que su confecci\u00f3n sea antecedida de una amplia y minuciosa recopilaci\u00f3n de documentaci\u00f3n, consultas, discusiones y recojo de opiniones de quienes laboran en las \u00e1reas afines al cliente.<\/p><p>Algunos de los pasos necesarios a seguir son: especificar la visi\u00f3n y misi\u00f3n del negocio; enumerar las funciones de los empleados; definir en qu\u00e9 consiste un \u00f3ptimo servicio; establecer las normas de un representante de atenci\u00f3n al cliente; describir las pautas de interacci\u00f3n en cada canal de comunicaci\u00f3n y mostrar un plan de contingencia.\u00a0<\/p><p>El \u201cManual de Protocolo en la Atenci\u00f3n al Cliente\u201d especificar\u00e1 las etapas del servicio, las que guardar\u00e1n relaci\u00f3n con las caracter\u00edsticas empresariales, el p\u00fablico, etc. Habitualmente el proceso engloba tres etapas b\u00e1sicas. Apertura: una bienvenida y saludo que lo haga sentirse tratado con respeto y consideraci\u00f3n; an\u00e1lisis y comprensi\u00f3n: escuchar sus necesidades y peticiones; soluci\u00f3n: buscar resolver sus inquietudes y lograr su satisfacci\u00f3n. \u00c9stas deben cumplirse independientemente de los conductos utilizados.<\/p><p>Contar con este documento tiene visibles ventajas. Primero, uniformizaci\u00f3n de los procesos: se refleja en la ejecuci\u00f3n de las operaciones dentro de un marco de coherencia establecido; segundo, atenci\u00f3n eficiente y continua: certificar que la calidad de la atenci\u00f3n sea constante y permanente en todos los colaboradores; tercero, modelo de capacitaci\u00f3n: facilita usarlo como gu\u00eda en el entrenamiento del personal y reforzar su vigencia mediante actividades de mejora; cuarto, fortalece a los representantes de atenci\u00f3n al cliente: permite reforzar sus conocimientos y los procedimientos, por contener informaci\u00f3n \u00fatil para resolver situaciones de conflictos; quinto, soslaya p\u00e9rdidas econ\u00f3micas: se evitar\u00e1n los costos que conllevan las negativas acciones en la atenci\u00f3n.<\/p><p>Al concluir su redacci\u00f3n se recomienda desplegar un programa de inducci\u00f3n y capacitaci\u00f3n con la finalidad de acreditar su cabal aplicaci\u00f3n, supervisar su ejecuci\u00f3n, instituir est\u00edmulos por su acatamiento e introducir modificaciones en funci\u00f3n de nuevas realidades internas o externas. Un ejemplo visible est\u00e1 referido a lo acontecido con la pandemia.<\/p><p>Brind\u00e9mosle una actuaci\u00f3n seria y conexa con las expectativas del p\u00fablico. Evoquemos la conveniente e ilustrativa expresi\u00f3n del escritor, fil\u00f3sofo y te\u00f3logo suizo Johann Caspar Lavater, coincidente para el \u00e1mbito de la atenci\u00f3n al cliente: \u201cSi quieres ser sabio, aprende a interrogar razonablemente, a escuchar con atenci\u00f3n, a responder serenamente y a callar cuando no tengas nada que decir\u201d.\u00a0<a
